Customer Service Statistics 2026
US customer satisfaction fell to 76.1 out of 100 in Q2 2026 on the American Customer Satisfaction Index, while the UK index rose to 78.3 in July 2026 (Institute of Customer Service). Gartner found 87% of customers want a route to a human agent when companies use generative AI, and Qualtrics XM Institute estimates nearly $3 trillion in global sales are at risk from poor experiences in 2026. Phone waits range from 0.5 minutes at Social Security to 14 minutes on average across IRS lines.

Analysis
This page collects figures on customer service: national satisfaction scores in the US and the UK, phone wait times and answer rates at large public services, which channels customers prefer, how much contact has moved to self-service, what customers think of AI agents, how service teams are spending on AI, and what bad service costs in lost sales and complaints. Most figures describe 2025 and 2026. A few consumer surveys from late 2024 and one 2022 CFPB figure are included where no newer primary data was available, and each is labeled with its year.
Customer satisfaction is drifting down in the United States and edging up in the United Kingdom. The national ACSI score fell from 76.9 in Q2 2025 to 76.1 in Q2 2026, and the ACSI says customer complaints reached record levels after rising 16% in the first quarter. Forrester's 2025 CX Index points the same way, with 25% of US brands declining and 7% improving. The UKCSI rose to 78.3 in July 2026, its fourth consecutive increase, though the Institute of Customer Service notes the gain over the last six months was only 0.1 points.
Phone access depends heavily on staffing and demand. The Social Security Administration reports a National 800 Number speed of answer of 0.5 minutes in September 2026, down from 7 minutes a year earlier, and HMRC cut average waits to 11 minutes 35 seconds. The IRS moved the other way during the 2026 filing season: the National Taxpayer Advocate reports a 14 minute average hold across all lines, with only 21% of calls answered by an assistor and 45 minute waits on the balance due line.
Customers are open to AI in service but want an exit. Gartner found 50% of customers say generative AI makes interactions easier and 87% say a human option is essential. Five9 found 75% of US consumers still prefer a person, and 48% do not trust information from AI bots. On the company side, Gartner reports AI spending by service leaders up 38% in 2026 against 2% budget growth, yet only 24% of leaders can show positive returns. Salesforce's survey of service teams expects AI to handle half of cases by 2027.
Bad service has a measurable price. Qualtrics XM Institute puts global sales at risk from poor experiences at nearly $3 trillion in 2026, including $973 billion in the US, although consumers cut spending after 47% of bad experiences, down 8 points on the prior year. UKCSI data shows customers who rate service 9 or 10 are 97.0% likely to stay, compared with 65.8% for those who give an 8, which suggests the gap between good and excellent service matters as much as avoiding failures.
Customer satisfaction scores
National satisfaction indexes in the US and the UK are moving in opposite directions. The ACSI fell to 76.1 out of 100 in Q2 2026, its lowest reading since 2022, while the UK Customer Satisfaction Index rose for a fourth straight wave to 78.3 in July 2026. Forrester's CX Index shows the US decline is broad: a quarter of US brands lost ground in 2025 and only 7% improved. The two national indexes use different questionnaires and samples, so compare each country with its own history rather than with the other.

Wait times and phone access
Public agencies publish the most reliable hold time data because they report it to legislators. The results vary widely. The Social Security Administration cut its National 800 Number speed of answer to 0.5 minutes by September 2026, and HMRC brought average waits to about 11.5 minutes. The IRS moved the other way in the 2026 filing season: average hold time across all lines doubled to 14 minutes and some lines averaged 45 minutes. Agency figures measure different things (speed of answer, hold time, share of calls answered), so read each against its own prior year.

Channel preferences
Most consumers still want a person for support, but the preference weakens with each younger generation. Five9 found 75% of US consumers prefer a human in person or by phone, falling to 66% among Gen Z. What customers object to most is fragmentation: Salesforce and Zendesk both find large majorities who want one consistent conversation that carries context across channels and agents. Gartner's 2026 data shows a growing share of customers using their own generative AI tools to handle service tasks outside company channels. The Five9 and Salesforce consumer surveys date from late 2024.

Self-service and digital channels
Large public services show how far self-service has replaced calls. 78% of HMRC customer interactions were digital in 2025 to 2026, and 96% of Social Security contacts came through online or phone channels rather than field offices. IRS online accounts were used about 121 million times in a single filing season. Satisfaction with digital channels can match or beat the overall average: HMRC's digital services scored 81.1% satisfied against 78.6% overall. Consumers broadly agree self-service has improved, though the Five9 figure is from 2024.

What customers think of AI in customer service
Customers accept AI in service on conditions. Gartner's 2026 survey found half of customers say generative AI makes interactions easier, yet 87% insist on a way to reach a human. Salesforce and Zendesk point to the same terms: disclosure, an escalation path and explanations of AI decisions. Trust is the gap, with Five9 finding 48% of consumers do not trust information from AI service bots. Survey wording differs, so the shares describe direction rather than precise levels.

AI and the customer service workforce
Service teams are moving budget into AI faster than any other function. Gartner found AI spending by service leaders up 38% in 2026 while total service budgets grew 2%, but only 24% of leaders could show positive financial returns. Salesforce's survey of service professionals expects AI to handle half of cases by 2027, up from 30%. The BLS projects a 5% decline in US customer service representative jobs over the decade to 2035, though it still expects about 289,500 openings a year from turnover. Vendor surveys of their own market (Salesforce) tend to be more optimistic than independent analyst data.

Churn and the cost of bad service
Poor service costs sales, though consumers are cutting back less often than they did a year ago. Qualtrics XM Institute estimates nearly $3 trillion in global sales at risk in 2026, with consumers cutting spending after 47% of bad experiences, down 8 points. UKCSI data shows the reward side: customers who rate service 9 or 10 are far more likely to stay than those who give an 8. Complaint volumes are rising in the US, with the ACSI reporting a record and the CFPB receiving 6.6 million complaints in 2025, most about credit reporting.

Frequently asked questions
What is the average customer satisfaction score in the US?
The American Customer Satisfaction Index stood at 76.1 out of 100 in Q2 2026, down from 76.9 a year earlier and 76.7 in Q1 2026. In the UK, the Institute of Customer Service's UKCSI was 78.3 out of 100 in July 2026.
How long do people wait on hold for customer service?
It varies widely by organization. In the 2026 filing season, IRS callers waited 14 minutes on average across all lines and 45 minutes on the balance due line (National Taxpayer Advocate). HMRC averaged 11 minutes 35 seconds in April to June 2026, and Social Security's National 800 Number answered in 0.5 minutes on average in September 2026.
Do customers prefer AI or human customer service?
Most still prefer a person. Five9 found 75% of US consumers prefer human support in person or by phone, and Gartner found 87% of customers say companies using generative AI must offer a way to reach a human agent. Gartner also found 50% say generative AI makes interactions easier, so acceptance is growing when an exit to a human exists.
How much does bad customer service cost businesses?
Qualtrics XM Institute estimates nearly $3 trillion of global sales are at risk from poor customer experiences in 2026, including $973 billion in the US. In its research, 34% of consumers reduce spending after a negative experience and 13% stop spending with the company entirely.
How much of customer service is handled by AI?
Service teams surveyed by Salesforce in 2025 estimate 30% of cases are handled by AI today and expect 50% by 2027. Gartner found AI spending by service leaders rose 38% in 2026, but only 24% of leaders could show positive financial returns from their AI use cases.
Are customer service jobs declining?
The U.S. Bureau of Labor Statistics projects employment of customer service representatives to fall 5% from 2025 to 2035, from about 2.7 million jobs in 2025. It still expects about 289,500 openings a year, mostly to replace workers who leave.
Methodology
We used national satisfaction indexes (the American Customer Satisfaction Index and the UK Customer Satisfaction Index from the Institute of Customer Service), Forrester's CX Index, official performance reports from the Social Security Administration, the National Taxpayer Advocate and HM Revenue & Customs, U.S. Bureau of Labor Statistics projections, Consumer Financial Protection Bureau reports, Gartner and Qualtrics XM Institute research, and surveys published by Zendesk, Salesforce and Five9. Each quote was rechecked against its source on 2026-11-06. ACSI and UKCSI scores use different questionnaires and should not be compared directly. Agency figures cover government services, which often face heavier peak demand than private companies, and agencies define wait time differently (speed of answer, hold time, level of service). Vendor surveys (Zendesk, Salesforce, Five9) are run by companies that sell customer service software and use online panels; several consumer surveys date from late 2024, and the CFPB chatbot figure describes 2022. Qualtrics sales at risk figures are model estimates based on survey responses and World Bank consumption data.
